Service design & customer journey redesign

User jurney mapping of package sending experinece.

I help improve how a service works across people, channels and systems. Service design connects the experience customers or staff encounter with the processes behind it, making handoffs, responsibilities and opportunities for improvement easier to understand.

A customer journey follows someone's experience as they try to achieve a goal.

A service blueprint adds the supporting work: the people, tools, information and decisions needed to make that experience happen.

I use research and those perspectives together to investigate fragmented journeys and cumbersome workflows. The work can cover digital and physical touchpoints, customer-facing services or internal processes. We turn the findings into a proposed way of working, make the important moments tangible and identify practical priorities for a pilot or implementation.

HOW THE WHOLE SERVICE CAN WORK BETTER

  • Understand the journey as people experience it

See the service through people's goals, decisions and encounters across relevant touchpoints. We begin with a specific journey and the people involved. Interviews, observation and existing feedback can reveal where someone needs reassurance, repeats information, waits for a response or creates a workaround to keep moving.

I bring that evidence into a journey map that makes the sequence and its important moments visible. In the Posti service concept, the research helped examine the uncertainty around preparing an urgent parcel in a self-service setting. The same attention to context can help investigate other services where the difficulty lies between touchpoints or in the circumstances surrounding a task.

  • Make the work behind the experience visible

Connect the journey with the roles, processes and information needed to support it. A difficulty visible to a customer may originate somewhere else in the service. A delayed answer might depend on an internal approval, a missing piece of information or a handoff between systems.

Service blueprinting helps make those relationships explicit.

I work with the relevant people to map the frontstage experience and the backstage activities supporting it. We look at responsibilities, tools, information flows and dependencies, including the informal work that keeps the process functioning. This gives the team a shared view of where change is possible and which parts of the organisation need to contribute.

  • Design a more coherent way for the service to work

Develop a future journey with clearer handoffs and suitable support for customers and staff. We use the findings to explore changes across the whole journey. That might mean moving information to an earlier point, changing a responsibility, improving a staff tool or introducing an appropriate self-service option.

I make the proposed service tangible through future journeys, interface concepts and walkthroughs of important moments. Where automation is involved, we consider what people need to see, decide and correct. We can then evaluate selected parts with the people who would use or operate the service. That helps reveal practical issues before the proposed change becomes a larger operational commitment.

  • Turn the proposed service into practical priorities

Identify what needs to change first, who needs to be involved and what a pilot should establish. A future journey usually involves dependencies beyond the design itself. We identify the responsibilities, system changes, information and operating decisions needed to put it into practice, then agree a suitable starting scope.

The outcome can include a service blueprint, prioritised improvements and a pilot brief with useful measures. Depending on the service, those measures might concern completion, waiting, errors or the effort required from staff. I help translate the design into a basis for implementation and collaboration, with the organisation retaining clear ownership of the operational decisions and changes involved.
